The decision to make first
An assistant can waste the caller’s time by completing a detailed intake before discovering that the business does not serve the location. Check the approved service area early and use a short, courteous response when the address falls outside it.
What the handoff should contain
Record only the location needed to make the area decision; collect a callback request only if your office actually reviews exceptions.
Suggested wording to approve
Example wording: “That location is outside our published service area. I can request an office review only if you would like one; it would not confirm a visit.”
Test the difficult case
Test a clearly excluded town, an unfamiliar ZIP code and a caller who insists that a nearby street was serviced last year. Do not invent a nearby contractor, imply a referral relationship or say the company can make an exception without staff approval.
Worked example
Fictional example: A caller gives an excluded town and asks whether paying extra would change the answer. If exceptions are not offered, the conversation should end with a clear coverage explanation. If office review is allowed, the record must remain an exception request rather than a normal serviceable job awaiting a routine slot.
Review it in operation
Review the number of exception requests staff accepted so the area policy reflects deliberate choices rather than accidental promises.
