The decision to make first
A visitor can become frustrated when repeated requests for a person keep returning them to the same automated questions. Provide a direct human-contact route and describe whether it is an immediate transfer, a callback request or an office-hours contact option.
What the handoff should contain
Include the visitor’s requested contact method, concise reason, optional service reference and the actual staff queue receiving the handoff.
Suggested wording to approve
Example wording: “I can pass a request to the office or show you the published contact number. This is a callback request unless a staff member accepts a live connection.”
Test the difficult case
Test the exact phrases “human,” “call me” and “stop the chat,” including the case where the office is closed. Do not label an unattended mailbox “live support” or imply that a person has joined when the conversation remains automated.
Worked example
Fictional example: The office is closed when a visitor types “I need a human.” The interface should show the actual callback or published contact option, not an empty live-chat room. If a callback is captured, its status remains a request until the team acknowledges it; an automatic receipt does not mean a person joined.
Review it in operation
Review handoff requests with no staff owner and verify that the visitor-facing status matches the real queue state.
