The decision to make first
An FAQ loses value when it answers promotional questions the office never receives while practical questions still require a phone call. Choose repeated operational questions that have approved, stable answers and send uncertain or case-specific matters to staff.
What the handoff should contain
For each answer record the question in callers’ language, approved response, owner, relevant service condition and review trigger.
Suggested wording to approve
Example wording: “For general office information, use these approved answers. If your situation needs an assessment or a specific appointment decision, contact our team.”
Test the difficult case
Compare the FAQ with a small anonymized list of actual call reasons and test whether users can locate the answer without knowing industry terms. Do not turn an FAQ answer into a universal technical or price guarantee simply because visitors ask the same question frequently.
Worked example
Fictional example: Office staff repeatedly answer whether the business serves a particular property type, while the FAQ mostly asks why the company is excellent. Replace one promotional item with an approved service-scope answer. The acceptance check is whether a visitor can make the relevant contact decision without needing to understand internal trade terminology.
Review it in operation
Review answers after changes to hours, coverage or services, and retire questions that no longer help visitors make a decision.
