The decision to make first
A customer may ask for a specific technician who is not currently on call or whose direct number should not be disclosed. Honor the approved contact policy: request a callback, use an authorized transfer or route to the office without revealing private contact details.
What the handoff should contain
Record the requested person, caller’s reason, callback and any existing job reference; distinguish preference from a required named-person assignment.
Suggested wording to approve
Example wording: “I can note that you would like that technician to contact you. I can only use the transfer or callback options the office has approved.”
Test the difficult case
Test a named-person request outside working hours and a caller who claims to be a friend asking for the technician’s private number. Do not disclose a personal mobile number, work schedule or current customer location to help the caller reach someone directly.
Worked example
Fictional example: A previous customer asks for a technician’s personal mobile number because they remember the person from last year. The assistant offers the approved office callback route and records the name requested. The useful outcome preserves the relationship preference without exposing personal contact details or promising that the same technician will be assigned.
Review it in operation
Review whether named-person requests reached the office and whether staff could resolve them without exposing private details.
