Resources / Routing

Repeat urgent callers without escalating blindly

A caller who phones several times may have an unresolved request, a changed situation or simply uncertainty about what the office will do.

01

The decision to make first

A caller who phones several times may have an unresolved request, a changed situation or simply uncertainty about what the office will do. Ask whether the request has changed and preserve the earlier reference; route by the approved conditions rather than repetition alone.

02

What the handoff should contain

Capture the existing reference if known, new information, last promised next step and the callback number the caller wants staff to use.

03

Suggested wording to approve

Example wording: “I can note that you have already called and whether anything has changed. The team will see the update with your request, without a new attendance promise.”

04

Test the difficult case

Test a caller with new details, one asking only for reassurance and two family members following up on the same request. Do not delete the earlier request or create repeated urgent jobs merely to acknowledge the caller’s frustration.

05

Worked example

Fictional example: A customer calls again because nobody has acknowledged the first request, but the reported issue has not changed. The assistant records the follow-up and the communication gap. A separate caller reporting changed circumstances should have those new facts visible; repetition alone should neither erase the original nor automatically outrank every other request.

06

Review it in operation

Review repeated contacts that lacked an office acknowledgment and fix the communication gap rather than treating call frequency as the only priority signal.
