The decision to make first
A technician’s holiday or illness can leave an otherwise correct escalation tree pointing to someone who cannot act on new requests. Maintain a current availability owner and a replacement rule, and remove unavailable destinations before the relevant coverage window begins.
What the handoff should contain
Record the absent destination, replacement, effective start and end, approving manager and the test showing the revised route works.
Suggested wording to approve
Example wording: “The usual contact is unavailable during this period. I’ll use the office’s current backup instructions rather than promise that they will call you personally.”
Test the difficult case
Test the route during the absence window and immediately after it ends, with a controlled caller who requests the absent technician by name. Do not leave temporary changes open-ended; a forgotten replacement can keep receiving calls long after the original technician returns.
Worked example
Fictional example: A technician is unavailable from Monday morning through Thursday evening. The replacement route should work during that window, and the restoration test should run after it ends. A caller requesting the absent person by name still follows the approved contact policy rather than receiving a private number or the employee’s personal circumstances.
Review it in operation
Review expired availability changes each week and keep the record of who restored the normal route.
