A call-reason taxonomy for a plumbing office

Free-text labels such as “help,” “urgent” and “customer” make it difficult to see which kinds of calls create work for the office.

01

The decision to make first

Free-text labels such as “help,” “urgent” and “customer” make it difficult to see which kinds of calls create work for the office. Use a short category list based on the next action, with an explicit unknown category for requests that need staff classification.

02

What the handoff should contain

Consider new service, existing-job update, return visit, appointment change, pricing question, vendor and wrong-number categories with written definitions.

03

Suggested wording to approve

Example wording: “I can note whether this is a new service request or a question about work already with the office, so it reaches the appropriate review path.”

04

Test the difficult case

Have two staff members classify the same fictional requests independently and discuss cases where their choices differ. Do not force every request into a technical diagnosis category or use a caller’s emotion as the only definition of urgency.

05

Worked example

Fictional example: Two reviewers label the same call “urgent” and “existing job.” The taxonomy should allow the operational purpose to remain clear while urgency is handled by its separate approved rule. If categories mix these dimensions, the office cannot tell whether repeat-job inquiries are increasing or whether reviewers merely changed their labeling habits.

06

Review it in operation

Review the unknown category regularly and add a new label only when it changes reporting or routing in a useful way.
